Customer Experience

    Omnichannel Customer Experience

    Term #178

A consistent, unified customer experience across every touchpoint — website, app, physical store, email, social media, and WhatsApp. History, offers, and messaging stay the same across every channel.

    In practice

Omnichannel CX is the 'magic' that makes a store feel like it 'knows' you. A customer who spoke with an agent → visits the website → sees a matching offer → comes into the store ← the agent already knows what they were looking for. It's not magic — it's data integration.

    Common misconception

'Omnichannel CX is a tech project.' It's first and foremost a culture project. Technology enables it — but if the team isn't in sync, if there's no unified process, if data isn't shared, the technology won't help.

    How to fix it

Inconsistent experience across channels? (1) Map the customer journey across every channel — where are the gaps? (2) Define a 'single customer view' — a CRM everyone accesses, (3) Train reps to check the CRM before every conversation, (4) A unified campaign calendar for all channels.

    Example

Home goods chain: a customer bought online, then complained about a product. The in-store rep couldn't see the order — 'call online support.' Solution: one CRM with full history + rep training. CSAT rose from 71% to 89%.

    Priority

Omnichannel CX: stage 1 = single customer view (CRM). Stage 2 = campaign sync. Stage 3 = real-time personalization. Don't try everything at once — stage 1 alone meaningfully improves CX.
